Customer Impact Assessment
Quantify customer impact beyond technical metrics: number of customers affected, revenue at risk during the incident window, SLA credit obligations triggered, support tickets generated, and social media mentions. Segment impact by customer tier (free, pro, enterprise) to assess churn risk accurately.
Customer Communication Review
Evaluate the customer communication timeline: when was the status page updated, when were affected customers notified, was the communication accurate, and was the resolution communicated proactively? Grade each communication touchpoint and identify gaps. Fast, transparent communication reduces churn even for severe incidents.
SLA and Contract Review
Document SLA implications: which contracts specify uptime guarantees, what credit is owed, and what thresholds were breached. Track this over a rolling 12-month window so you can see cumulative SLA status. Enterprise customers with breached SLAs need proactive outreach from account managers.
Churn Risk Matrix
Create a matrix of affected enterprise customers with columns: Customer Name, Tier, Impact Duration, SLA Status, Contract Renewal Date, and Churn Risk (High/Medium/Low). Prioritize outreach to high-risk accounts: those with breached SLAs near contract renewal dates.
Prevention Investment Case
Use the incident data to build a business case for prevention investment. Calculate: total cost of the incident (SLA credits, engineering time, customer churn, brand damage) versus cost of prevention (redundancy, monitoring, testing). This section turns postmortems into budget justifications for reliability work.
